" That's what the Preface says. Unfortunately, it's wrong. There are some practical tips on "active listening," and handling irate customers, in chapter three, and a few more in chapter four. The bulk of the book, however, is aimed more at management than at front-line troops, and doesn't address specific problems of the technical support job. Managers may find some ideas on backing up and motivating staff. There are also some points which may be useful to make to the top brass at budget time. copyright Robert M.
